An IT service desk technician is in charge of helping clients resolve technical problems. When you call with an issue, our techs are the first to answer. When a client calls with an issue, it is the techs responsibility to listen carefully to the client’s problem, diagnose the issues, and provide a solution.

We asked our techs what the most common issues they face every day are. Our service desk technicians regularly help solve login problems and email issues. Clients regularly call about being unable to log into their computer or being unable to send/receive emails. Technicians document all of these calls and provide detailed solutions in our ticketing system. This helps us track recurring issues and improve service efficiency.

In addition to solving these common problems, our service desk technicians help with software installations, updates, and network connectivity issues. They ensure that systems are running smoothly and securely.

The service desk manager is also responsible for providing the IT service desk technicians with the necessary processes, tools, and skills to manage the number of tickets that come in every day. The manager also focuses on the career growth of our techs so they can grow within ASG and makes sure the service desk is always aligning with business objectives.

Regular meetings with the leadership team are very important. These weekly meetings cover the business direction, company challenges, and the challenges faced by the service desk team. From these meetings, actions are planned and tracked using Key Performance Indicators (KPIs), which help measure things like customer satisfaction. It’s important to us that the service desk is providing positive customer experiences.

Service Level Agreements (SLAs) are also tracked to ensure timely performance and maintain high customer satisfaction. Internal processes are continuously reviewed and updated to stay effective and relevant. This ongoing process of refining and adjusting is extremely important for staying aligned with business goals.

In addition to leadership meetings, regular team meetings are held with the service desk technicians. We have weekly group meetings and individual check-ins with each team member. These meetings ensure that everyone understands the business objectives and how their performance on KPIs and SLAs contributes to these goals. Open conversations about the company’s direction and individual performance assessments are important.

Communication is not only important between our team, but it is also important between our technicians and our clients. When there is clear communication between technicians and clients, everyone is happy. Especially if there isn’t an immediate solution, staying in contact with clients and keeping them updated is our number one priority.

As we grow, we face new challenges and a higher volume of issues. To keep up with the number of tickets we receive, we make sure to always be on the lookout for qualified service desk technicians, but hiring additional staff isn’t always the solution.

For example, one issue we noticed was the quality and clarity of information in our service tickets. With the need to pass tickets around quickly within ASG, we found that the information provided wasn’t always sufficient for the next technician to take effective action. This caused delays and inefficiencies, which needed to be addressed. We decided to solve this by standardizing our ticket notes. We created a set of specific questions that our service desk technicians must answer when handling a ticket. This ensures that they gather all necessary information from the start. It also guarantees that when a ticket is escalated to the next level technician, whether for projects or escalations, they have all the details they need. This approach has improved our efficiency, improved communication within our team, and ultimately leads to better client satisfaction. Professionalism: Professionalism is a must. This includes being punctual. Punctuality demonstrates reliability and seriousness about the job. We also expect our technicians to dress professionally, which reflects positively on their actions and, ultimately, on the customer experience.

Willingness to Learn and Grow: The technology landscape is always changing, and so are our customers’ problems. We look for individuals who are eager to train, advance their careers, and adapt to new challenges.

Customer Focus: Providing an excellent client experience is at the core of our service. Technicians must keep the client’s experience top of mind so that every interaction is positive, and that the person on the other end of the phone feels valued and understood.

Patience: Patience is an important skill for a service desk technician. Clients often call without fully understanding the technical issues they are facing, which can be frustrating. A good technician must remain patient, helping clients work through their problems step by step, regardless of how simple or complex the issue might be.

For our service desk technicians who are already on the team, staying up to date with technical skills in today’s fast-paced IT world is extremely important. IT service desk technicians also work and study to earn certifications, one important one being the CompTIA Network + (NetPlus) certification. This certification is very helpful in troubleshooting communication issues between computers and the internet.
